Ticket escalation

THE SHORT VERSION

Ticket escalation moves a support issue to someone with the specialist knowledge, tools or authority needed to resolve it.

Ticket escalation moves a support issue to someone with the specialist knowledge, tools or authority needed to resolve it.

Escalation passes an unresolved support ticket to a more senior or specialist person or team. Zendesk describes reasons such as needing different skills, tools or authority. Escalating an issue changes who can work on it; it does not itself establish that the issue has been resolved. Source: Zendesk: Ticket escalation

Send enough context to act

Include the booking reference, the problem, relevant departure time and steps already attempted. State the decision or help needed from the receiving person. This gives them a clear starting point and reduces the need to reconstruct the case before they can assess it.

Name the next owner

Record who has accepted the ticket and agree when the traveller will receive an update. Keep the promised update separate from any unconfirmed resolution date. This makes responsibility clear while avoiding a promise that depends on a supplier or decision still outstanding.
